A brand crisis in the social media age moves at a speed that most organisations are completely unprepared for. What would have given a brand 48 hours to respond in the press release era now demands a coherent response within 4 hours. Sometimes less. The first four hours
The first four hours of a crisis are the most critical. In this window, the narrative is still fluid. How you respond โ or fail to respond โ in these four hours will shape the story for weeks. Here's the crisis communications playbook we use at PromoBuzz:
Hour 1 โ Assess and contain. Before you say anything publicly, understand what's happening. Is the criticism factually accurate? Is there a safety risk? Is this a coordinated attack or organic outrage? Your response strategy depends entirely on the nature of the crisis.
Hour 2 โ Acknowledge. Even if you don't have all the facts yet, silence is its own statement. An early acknowledgement โ "We're aware of this and taking it seriously. We'll share more within the hour" โ buys time and demonstrates responsiveness.
Hour 3 โ Develop your statement. A good crisis statement does three things: acknowledges the situation without unnecessary admission of guilt, expresses genuine concern for those affected, and states clearly what you're doing about it. It does not: make excuses, deflect blame, or promise things you can't deliver.
Hour 4 โ Publish and monitor. Publish your statement simultaneously across all channels. Then monitor social media intensively for the next 12 hours. Every reasonable question from a real customer deserves a response. Do not engage with trolls.
After the crisis
Once the immediate storm passes, the real work begins โ rebuilding trust. This requires consistent follow-through on the commitments you made in your crisis statement, proactive positive PR, and often a more fundamental look at whatever caused the crisis in the first place.
